Identifying inconsistent answers across service channels
Audit the same customer question across web, chat, phone and staff guidance, then diagnose and correct meaningful contradictions.
Find inconsistent answers by asking the same customer question in each channel under the same conditions. Compare the answer, its limits and the action it asks the customer to take. Different wording is fine when the meaning agrees. Different eligibility, price, timing or remedies can send the customer down the wrong path.
Build an answer inventory
Choose a small set of questions customers ask. Contact reasons, search terms and staff feedback can suggest candidates. For each, write a scenario with the details needed for a valid answer. “Can I change an order?” is too broad; its status and the requested change may matter.
Review the public page, form help, automated reply, chat response, phone script and any branch or partner guidance customers can reach. Capture the answer seen on a stated date, with the channel, version and conditions supplied. If a channel requires sign-in or staff judgement, record that limit rather than inventing an answer.

Diagnose the difference
A contradiction needs investigation before correction. A web page that says an order can be amended while an agent says the window has closed may reflect a stale page, a stale script or a missing condition. Check the controlling rule and case facts before deciding which answer is right.
An omitted exception can make a short answer misleading. A correct answer can still be unusable if it directs the customer to a route that cannot complete the task. A delayed data update can give channels different order statuses at the same moment. Record the cause rather than calling every difference a content error.
The ACCC accepts reports about possible misleading or false claims and can require businesses to back up claims about their products or services. Review potentially consequential contradictions promptly, while assessing their legal implications on the particular facts.
Repair the source and recheck the answers
Assign an owner to the controlling answer and its exceptions. Update affected channels, including staff guidance and automated text, with an effective date. Tell staff what changed and how to handle cases started under the earlier answer. For changing status information, identify its authoritative source and show when it was last updated where practical.
Repeat the same scenario after the update. Check what a customer sees and hears, including any missing qualification. Keep a record of channels that cannot be changed immediately, with an interim response and owner. The fix is complete when the customer-facing answers agree on the decision that matters.
